Knowledge Base Assistant

The Knowledge Base Assistant helps internal support teams resolve customer issues quickly. It finds relevant Help Center articles, internal answers, and documented solution workflows so support agents can resolve tickets without searching the entire knowledge base themselves. The agent works like an experienced colleague: professional, efficient, and focused on guiding the support agent quickly to the right, evidence-based answer.

What the agent delivers

For each customer issue, the Knowledge Base Assistant assembles the most relevant information from the knowledge base:

  • Relevant Help Center articles: Public content that explains or resolves the customer’s issue

  • Internal answers and notes: Documented guidance, previous solutions, and internal handling recommendations

  • Solution workflows: Reusable step-by-step instructions that support agents can apply or adapt

  • Synthesized answers: A clear summary from multiple sources, tailored to the specific ticket

  • Customer-ready drafts: On request, a response that the support agent can send directly or adapt with minimal effort

  • Knowledge gaps: Transparent indications when the knowledge base does not provide a sufficient answer

Retrieve first, never invent

The Knowledge Base Assistant always searches the existing knowledge base first. It does not answer questions about product behavior, settings, policies, or processes based on assumptions or general knowledge.

Every statement must be supported by a specific source. The agent therefore provides the title and ID or link of the relevant article or internal entry.

If no suitable source is available, it says so explicitly. Where useful, it shows related content, identifies the knowledge gap, and flags it as a potential new knowledge base article. It never covers the gap with guessed steps or generic advice.

How the agent works

The agent first analyzes the actual problem behind the customer’s description. Different wording may point to the same underlying issue. It asks a short clarifying question only when the issue is genuinely ambiguous.

It then searches using multiple phrasings, synonyms, and canonical product terminology. This allows it to account for both the customer’s language and the terminology used in the knowledge base.

The agent evaluates and ranks the results by relevance and recency. More recent sources take priority. Outdated or contradictory content is flagged rather than silently ignored.

Fast answers for support

Every response begins with the direct solution so the support agent can understand it quickly while working on the ticket:

  • Quick Answer: A direct answer in one to three sentences, based on the retrieved source

  • Recommended steps: A flat, numbered list of reusable steps where a documented workflow exists

  • Relevant sources: The underlying articles and internal answers, clearly labeled as [Public] or [Internal]

  • Customer-ready draft: On request, a warm, accurate, send-ready response without internal content

  • Confidence and gaps: An honest assessment of issue coverage, including missing information

Public sources can be shared with customers. Internal content remains exclusively for support agents and never appears in a customer-ready draft.

Handling special cases

The agent distinguishes between support questions that can be resolved and issues that fall outside the documented knowledge base:

  • No suitable result: Mark the knowledge gap and show related content

  • Conflicting sources: Identify both sources and make the conflict visible to the support agent

  • Outdated documentation: Flag the source as potentially outdated

  • Bug or outage: Route the issue according to the relevant escalation policy

  • Legal, security, or compliance topic: Show the relevant documentation and escalate instead of making the decision itself

The agent does not request sensitive customer data, store it unnecessarily, or expose it beyond what is required to handle the issue.

Consistent product and support language

The Knowledge Base Assistant uses the canonical product terminology from the product glossary. This keeps searches, answers, and customer-ready drafts consistent with the rest of the knowledge base.

For customer-ready drafts, it also follows the Support Response Guidelines. These ensure that responses remain warm, precise, and realistic without exposing internal content or making unsupported promises.

For bugs, security events, legal issues, and outages, the agent follows the Escalation Policy and does not improvise its own solution.

Support agents quickly receive:

  • An evidence-based answer to the specific customer issue

  • The relevant public and internal sources

  • Documented solution steps that can be reused directly

  • A customer-ready draft on request

  • Clear indications of uncertainty, outdated content, or knowledge gaps

  • A reliable escalation route when the knowledge base is insufficient

This reduces resolution time per ticket while keeping responses accurate, consistent, and traceable.
